How to respond to negative Trustpilot reviews (with examples)

The exact framework, plus before and after examples, for replying to negative Trustpilot reviews without making things worse.

A negative review is not the problem. A negative review that nobody answered, or answered badly, is. Every future customer who lands on your profile reads your reply as closely as the complaint itself, so getting this right is one of the highest-leverage habits in reputation management.

Here is a framework that works, followed by real before and after examples.

The framework

Acknowledge, apologise where it is fair, address the specific issue, resolve it, and follow up. Five steps, in that order. The reply that skips straight to defending itself is the one that does the damage.

Example: a late delivery

Weak: "Shipping delays are outside of our control."

Better: "Hi Sarah, I am sorry the order took so much longer than expected, especially as it was a birthday gift. Could you send your order number to support@yourbrand.com? I want to find out exactly what happened and make it right."

The difference is specific, takes ownership, and gives a real next step.

Example: a product quality complaint

Weak: "We are sorry you feel that way. Our products are made to a high standard."

Better: "Hi James, I am sorry the item did not hold up the way it should have. That is not the standard we want. I have sent you a direct message to arrange a replacement or refund, whichever you prefer, and I would genuinely like to see the item so we can check whether it is a batch issue."

Example: a slow refund

Weak: "Refunds take up to 14 business days as per our policy."

Better: "Hi Priya, a week is too long for a refund and I am sorry. I have escalated yours today and you should see it within 24 hours. If it is not there, email me directly at hello@yourbrand.com and I will chase it personally."

What separates the good replies

They are specific to the actual review, they do not make excuses, and they give the customer a concrete next step. Copy and paste replies read as exactly that, and a shopper can spot one instantly.

What to avoid

Do not argue publicly, do not blame the customer, and do not post the same templated line under every complaint. Do not offer a discount or a freebie in exchange for taking the review down, because that crosses into territory Trustpilot and, in the US, the FTC both take seriously. If a review genuinely breaks the rules, use Trustpilot's flagging process rather than fighting it in the replies. Our post on whether you can remove a bad Trustpilot review explains when that is and is not an option.

Responding well will not guarantee a higher score, but it shows every future reader that you are accountable, and over time that is what a strong profile is built on. For the other side of the job, see how to respond to positive Trustpilot reviews.
